This role involves utilizing ITIL Incident Management processes and procedures to mitigate the adverse effects of incidents on business operations.Key Responsibilities:Escalate potential priority 1 (critical) and priority 2 (high) incidents to internal/external agency support teams and senior management for review as necessary;Facilitate communication and coordinate calls between internal/external agency support teams and third-party vendors to resolve IT operational incidents, including managing technical email threads, providing accurate triage updates, securing incident resolution approvals, and generating incident reports;Review all post-incident problem tickets for root cause analysis, risk mitigation, and ensure implementation of permanent solutions;Deliver high-level communications and support the rollout of Releases and Change-related maintenance as required;Assist support teams in escalating and resolving any operational issues promptly after initial Release deployment and Change-related maintenance;Follow up on Problem tickets created from approved priority 1 and priority 2 incidents to ensure root cause has been identified by the assigned Subject Matter Expert, along with a short-term and long-term action plan to prevent recurrence;Serve as backup to the Citywide Service Desk Supervisors team during staffing shortages;Assist in updating and resolving aged incident and request tickets;Oversee day-to-day operational process administration of policies and procedures across all IT service teams;Provide exceptional customer service to support groups, ensuring operational effectiveness, process integrity, and control measures while offering solutions and guidance for implementing and troubleshooting long-term and short-term objectives;Act as backup to the Citywide Service Desk for call handling when needed.
